It includes every touchpoint across channels such as the website, email, text, listing sites, tours, applications, service requests, payments, and renewal communications. For operations teams, the journey is a way to see whether each handoff is clear, timely, and consistent.
Example
A prospect asks about availability on a listing site, schedules a tour by text, applies online after the visit, signs a lease digitally, receives move-in instructions, submits a maintenance request during residency, and later reviews a renewal offer before deciding whether to stay.

The customer journey matters because multifamily teams often rely on many tools and departments to deliver one resident experience. Mapping the journey helps leaders spot delays, duplicated work, weak handoffs, and moments where residents need either faster self-service or more human support.
