Customer touchpoints

Customer touchpoints are key interactions across the renter journey, from inquiry and tours to maintenance, renewals, and move-out.

Definition

Customer touchpoints are the moments when a prospect or resident interacts with a multifamily organization across the customer journey. They can include website inquiries, calls, texts, tours, applications, lease signing, move-in, maintenance requests, renewals, and move-out. Managing touchpoints means making each interaction timely, clear, and consistent across properties, teams, and communication channels.

Example

A resident submits a maintenance request after hours by phone. The call center answers, logs the request, confirms it was received, routes emergencies for priority handling, and keeps the resident updated until the work order is completed.

Why it matters

Customer touchpoints shape how prospects and residents judge service quality, responsiveness, and trust. For operations leaders, mapping and measuring these interactions helps identify gaps, balance technology with human service, improve team efficiency, and focus investment on high-impact areas such as resident experience and renewals.
