Escalation moves urgent or unresolved issues to the right person or team using clear triggers, handoffs, and follow-up rules.
Definition
Escalation is the process of moving an issue to the next responsible person, team, or leadership level when it cannot be handled in the normal workflow. In multifamily operations, this often applies to urgent maintenance, delayed work orders, repeat resident complaints, or situations that need manager, vendor, or owner involvement. A good escalation process defines the trigger, who takes ownership, how they are notified, and what follow-up is required.
Example
A resident reports a major water leak after hours. If the on-call technician does not acknowledge the request within the required time, the issue escalates to the maintenance supervisor, then to the regional manager if it remains unresolved.
Why It Matters?
Escalation helps operations leaders make sure urgent or high-risk issues do not get stuck with the wrong person or disappear in a queue. Clear escalation rules improve response consistency, protect resident experience, and make accountability visible across site teams, maintenance, vendors, and leadership.
