Service Level Agreement

A service level agreement defines measurable service expectations for maintenance, vendors, response times, and resident communication.

Definition

A Service Level Agreement (SLA) is a written standard that defines what acceptable service looks like, including response times, completion targets, responsibilities, reporting, and consequences when expectations are not met. In multifamily operations, SLAs are commonly used for maintenance teams, vendors, after-hours handling, and resident communication. A good SLA turns broad promises like “fast service” into measurable commitments that can be tracked across communities.

Example

A multifamily operator sets an SLA that emergency maintenance requests must receive a response within 15 minutes, routine work orders must begin within one business day, and at least 90% of standard work orders must be completed within two days. Supervisors review daily completion rates, technician notes, and overdue items to identify follow-up needs.

Why it matters

SLAs help operations leaders create consistent service expectations across properties, internal teams, and vendors. They make it easier to measure performance, identify bottlenecks, improve resident communication, and hold teams accountable using metrics such as response time, work order completion rate, and vendor timeliness.
