Call Deflection

Call deflection answers routine resident and prospect questions automatically while escalating complex multifamily calls to staff.

Definition

Call deflection is the practice of answering or resolving routine inbound questions without requiring a live team member to take the call. In multifamily operations, this often means using automated voice, SMS, chat, or status updates to handle common questions about balances, office hours, policies, tour availability, or maintenance status. Calls that need judgment, exceptions, or sensitive handling should still be escalated to a person.

Example

A resident calls to ask whether a maintenance request was received. Instead of routing the call to the leasing office, the system confirms the request status and sends an update by SMS, while escalating only if the resident reports a new emergency or unresolved issue.

Why it matters
