Human Handoff

Human handoff is the escalation from automation or frontline staff to a person when resident issues need context, empathy, or authority.

Definition

Human handoff is the process of moving a resident, prospect, or operational task from automation to a person when the issue needs judgment, empathy, or authority. In multifamily operations, it can also mean transferring a call or workflow from one team member to another with the right context. A strong handoff makes clear when escalation should happen, who receives it, and what information travels with it.

Example

A resident asks an AI assistant about a billing charge, but the issue becomes a disputed balance. The system escalates the conversation to a billing team member, includes the resident’s contact details and communication history, and marks the transfer reason as an escalation so the receiving person can respond with context.

Why it matters

Human handoff helps operations leaders balance efficiency with resident experience. Automation can handle predictable interactions, while people focus on sensitive, complex, or relationship-driven situations. Clear handoff rules reduce dropped issues, improve accountability, and help teams preserve trust when a resident needs personal attention.
